摘 要近些年,全球经济不景气,我国经济进入新常态,增速放缓。在这种经济大背景下,物流行业发展进入瓶颈期,面临着许多挑战:行业竞争压力巨大、顾客需求不断升级、信息技术不断发展。而上述挑战最终都与顾客有关,为帮助企业应对上述挑战,提升服务质量以吸引更多顾客,本文建立了一种物流服务要素分析模型。通过网络调查和消费行为学,获取物流服务要素后,该模型采用Kano问卷分析方法,获取顾客关于物流服务要素的体验感知数据,在传统Kano模型的基础上,结合分析型Kano模型对物流服务要素进行详细分类。并结合敏感性矩阵和分析型Kano模型,对这些服务要素提出具体的改进策略。最后,本文以京东物流为例进行实证研究,验证了该模型的可行性。86774

Analysis on the Jingdong Logistics Service Factors Based on the Kano Model
Abstract
In recent years, with the depression of the global economy, Chinese economy walks into the New Normal and GDP is in weak growth。 In this background, logistics industry is caught into bottleneck period, faced with many challenges, such as the huge pressure of competition from other competitors, the upgrade of customer demand and the continue development of the information and technology。 The above challenges are ultimately related to their customers。 To help enterprises meet these challenges, the paper establishes a logistics service element analysis model to enhance the service quality in order to attract more customers。 After acquiring the logistics service factors by observing consumer behavior and using the internet survey, this model uses the Kano questionnaire to obtain the data of customer experience。 Based on the traditional Kano model, it then classifies the logistics service factors by using the analytical Kano model。 And combined with the sensitivity matrix, the specific improvement strategies are put forward for these service elements。 Finally, the paper takes Jingdong as an example to verify the feasibility of the new model。
